What Is the Inbound Process in BPO?
The inbound process in BPO is any campaign where the customer starts the contact. Calls, chats, emails and tickets arrive on the customer's schedule, and a trained agent queue answers them against a service level the client sets. The team is measured on speed of answer, first contact resolution and satisfaction — never on dials made.
That last point is the whole difference. Inbound work is demand you did not create and cannot switch off, so the entire discipline is forecasting how much of it will arrive in each half-hour and having exactly enough trained people logged in to absorb it. Understaff by two agents at 10am and the queue does not politely wait — it abandons, and those customers call back angrier during the next peak.
Two very different people search this phrase. One is running a support desk and pricing a vendor. The other is preparing for an interview at a BPO and wants to know what the job actually involves. This section is written honestly for the second reader; the rest of the page is for the first.
Inbound process vs outbound process, in one paragraph
Direction of the first contact, and everything that follows from it. An inbound process waits for demand and is staffed to a forecast, so its numbers are queue numbers: average speed of answer, service level, abandonment, first contact resolution. An outbound process in BPO creates demand from a list, so its numbers are activity and conversion numbers: connect rate, right party contact, cost per booked meeting. The temperaments differ too. Inbound rewards patience and diagnostic thinking; outbound rewards persistence and comfort with rejection. Hiring one profile for the other seat is the most common staffing mistake we are asked to fix.
The inbound process flow, step by step
Every inbound desk runs the same eight stages, whether it handles nine calls a day or nine hundred. Most desks that feel chaotic are failing at stage one or stage seven, not at the conversation in the middle.
1. Forecast the volume
Historical contacts broken down by half-hour, day of week and season, adjusted for anything you know is coming: a product launch, a billing run, a marketing send. A forecast at daily granularity is not a forecast — the peaks hide inside it.
2. Build the roster
Convert the forecast into required agents per interval, then add shrinkage for breaks, training, meetings, leave and absence. Skipping the shrinkage allowance is why so many desks are staffed correctly on paper and short-handed in reality.
3. Route the contact
IVR menu, skill-based routing, priority queues, overflow rules and an out-of-hours path. The goal is the fewest hops between the customer and someone who can actually finish the job.
4. Identify and verify
Pull the customer record, confirm identity to whatever standard your industry demands, and read the history before speaking. An agent who asks a customer to repeat what they said yesterday has already lost the call.
5. Resolve or escalate
Tier 1 handles the known catalogue of issues. Anything outside it goes to Tier 2 or a named owner with the context attached. A warm escalation with notes beats a fast transfer to a stranger every time.
6. Disposition and wrap
Outcome code, notes, next action. Wrap time is real work, it belongs in the staffing model, and squeezing it to flatter average handle time simply moves the cost into bad data.
7. Write back and follow up
The CRM record, the ticket, the promised callback. If it did not land in the system it did not happen, and the customer will discover that on their next call.
8. Review and re-forecast
QA scores against a scorecard you approved, CSAT verbatims, repeat-contact analysis, and last week's actual volume folded back into next week's forecast. This loop is what separates a call centre from a phone queue.
Who sits on an inbound process
A small desk is two agents and you. Past six agents the roles below stop being optional, because one person can no longer both take calls and watch the queue. We staff all of them, though most accounts start with the first two.
The inbound agent. Takes queued contacts, verifies, resolves or escalates, dispositions, updates the record. On a blended desk they also clear chats and email when the voice queue is quiet — which is how you convert idle time into throughput instead of paying for it.
The team lead. Runs the huddle, watches the live queue, pulls agents in and out of aux states, coaches on two recorded contacts per agent per day, and owns the rota. Included from three agents up.
Workforce management. Owns the forecast, the roster and the intraday adjustments. On smaller accounts the team lead carries this; past roughly fifteen seats it becomes a job, because intraday re-planning is a full-time reaction to reality.
The QA reviewer. Samples recordings against your scorecard, checks that promised callbacks were made, and audits whether "resolved" dispositions actually resolved anything — repeat contacts within 72 hours are the honest test of first contact resolution.
Inbound vocabulary you will see in every proposal
Average speed of answer. How long the average caller waits before an agent speaks. The number your customers feel most directly.
The share of contacts answered inside a target time, written as a pair. "80/20" — eighty percent answered within twenty seconds — is the long-standing industry convention, not a law of nature. Pick the pair your business actually needs.
Callers who hang up before reaching an agent. Rises sharply once wait times pass the point your customers consider reasonable, which varies enormously by industry.
Average handle time: talk time plus hold plus wrap. Useful for staffing, dangerous as a target — squeeze it and agents start closing calls that are not finished.
First contact resolution. Share of issues closed without the customer having to come back. The single metric most tightly linked to satisfaction.
Customer satisfaction, usually a short post-contact survey. Read the verbatims, not just the score; the score tells you there is a problem, the comments tell you where.
Share of logged-in time an agent spends on contacts or wrap. Sustained high occupancy is not efficiency, it is the leading indicator of attrition.
Paid time not available to take contacts: breaks, training, meetings, leave, absence. Every roster that ignores it is short-staffed by design.

Share of contacts fully resolved in self-service without reaching an agent. Worth measuring alongside satisfaction — containment bought by hiding the agent option is a false saving.
Agents handling voice plus chat, email or tickets. Raises utilisation on quiet voice queues; needs clear priority rules or the voice queue silently suffers.
Offering a scheduled callback instead of a hold. Protects the abandon rate and the customer's afternoon, provided the callback genuinely happens.
